In 2010, author Dave Kerpen, tired and frustrated after a six-hour flight, faced a long wait in the registration line at the Aria, a trendy Las Vegas hotel. He tweeted on his BlackBerry: “No Vegas hotel could be worth this long wait. Over an hour to check in at the Aria.” He ended with an unhappy emoticon. The Aria did not respond. But within minutes, Las Vegas’s Rio Hotel did. Instead of telling Kerpen to leave the Aria and check in at the Rio, someone there wrote, “Sorry about that bad experience, Dave. Hope the rest of your stay in Vegas goes well.”

When Kerpen returned to Las Vegas he stayed at the Rio, and he used Facebook’s Like button to tell his 3,500 Facebook friends that he approved of the hotel. Later, a friend asked Kerpen for a Las Vegas hotel recommendation, and Kerpen suggested the Rio. Thus, one 16-word tweet resulted in thousands of dollars in new business for the hotel. Kerpen’s Facebook likes also have influenced other friends to think positively about the Rio, a beneficiary of the amazing communication ability and connectivity of online social networks.     This abstract confirms what many of us already understand: effective management of social media can make or break an experience, or even a brand. It does highlight some tips to do that, as well as showcases real life examples of what good and bad looks like. A great overview and intro to social media marketing for anyone interested.
